Hold time, Nobody likes it!

Working the front desk at a dental office can be difficult, challenging, and tricky at times, but also very rewarding. We understand that managing New Patients’ incoming calls, on top of assisting patients in-office, and a host of other duties at the front desk is not always easy. But it’s the role of the front desk.


Nobody likes calling a business and being put on hold, however, we ALL realize sometimes it is necessary. Typically, it is to gather additional information, manage another call, or assist another patient. Sometimes we just need a little time and that is okay. It is how you ask for the needed time that is key. Here are some MVP FRONT DESK PRO TIPS to help:

  • Everyone’s time is important. Do your absolute best to avoid putting people on hold. When you have to, people will understand. Be polite to the person you are speaking with; “apologize” and “ask permission” before doing it. “I’m sorry, but may I please place you on hold for just 1 minute while I answer this other call or get you an answer to that question?” etc.
  • When you say 1 minute, keep that promise and check back with them. If you need more time, once you’ve reached that one minute mark, let them know you are still working on it and need a little more time. If you think it is going to take you more than a few minutes, be honest. Let them know it will take more time and they may continue to hold if they would like or let them know you are happy to call them back with those answers. Show genuine care for the caller and respect their time!
  • Remember to always answer phone calls. Sometimes when we are busy with an existing patient standing in front of us or already on a call, it is easy to let an incoming call just go to voicemail. But DON’T! Only 10% of first time callers will leave a voicemail and they may never call back. Every caller is very valuable to an office; you must try to answer those phone calls not knowing what that next call might bring.
  • As you put the original caller on hold and take a new call, make a decision on what to do based on the first sentences of the caller. Act quick! Can you answer their questions quickly or is it going to require more attention, like a new patient wanting to schedule? Determine which call is more important at that time and go from there.
  • If the new call is a potential new patient, try saying “Great, thanks for calling Tom. My name is Mary and I would be happy to answer any questions you have about our practice. I am SO sorry but I am actually on the other line with another caller (or checking out an existing patient) right now. Can I put you on a quick 1 minute hold while I wrap up the other call?” If you are in the middle of something that can’t wait, it’s okay to apologize and ask for their name and phone number and call them back in a couple of minutes. This is always better than NOT answering at all.
  • Be Real! People understand. We get upset with the lack of communication, long hold times, or a brief and rude “Hold please!” instead of politely asking for permission.
